In February 2025, TELUS offered voluntary severance to around 700 employees. In January 2026 they did it again — nearly 700 more, over 500 of them United Steelworkers Local 1944 members. A company spokesperson attributed it to "rapid change in the industry and growing customer demand for self-serve solutions."

Customers were, at that exact moment, demonstrating their appetite for self-serve solutions by filing complaints against TELUS at a rate up 63% year over year — enough to make it, for the first time since the complaints commission was founded in 2007, the most complained-about telecom provider in Canada.

The serious version of this joke

Automating support isn't inherently wrong. Plenty of things are genuinely better self-serve, and nobody misses waiting on hold to change a mailing address.

The problem is what gets automated and what doesn't. Notice that the chatbot above is instantly capable the moment you mention cancelling, and mysteriously incapable the moment you mention a refund. That asymmetry is not a technical limitation. Sales flows get engineering attention because they're measured in revenue. Retention friction is a feature with a business case. The support path is where the cost-cutting lands, because a customer who gives up costs nothing — that's the saving.

Which is how you end up cutting roughly 1,400 support roles citing customer demand for self-serve, while the complaint rate rises 63% and then 78%, and describe both as a success, because they are being measured against different targets by different departments.
